What is IT service desk software?

IT service desk software is the system an IT team uses to receive, track and resolve requests from employees. At minimum it gives you a ticket queue, a self-service portal and a knowledge base. A true service desk goes further: it runs the core IT service management (ITSM) processes, such as incident, problem, change and service request management, and it links tickets to the devices, applications and services they affect through an asset register or configuration management database (CMDB).

That link to assets and services is what separates a service desk from a basic help desk. A help desk answers “what is broken for this person?”. A service desk also answers “which service is affected, what changed recently, who approved it and how often has this happened?”. 1. ServiceNow ITSM

ServiceNow is the reference platform for enterprise ITSM. Its IT service management product runs on the same Now Platform as ServiceNow’s HR, customer service, security operations and IT operations management products, so large organisations can share one data model, one CMDB and one workflow engine across departments. Discovery, service mapping and event management tie incidents to the underlying infrastructure, and the platform has extensive governance, audit and reporting tools.

Watch-outs: ServiceNow is powerful but demanding. Most customers work with an implementation partner, and running it well usually needs dedicated platform admins or developers. 2. Jira Service Management

Atlassian’s service desk sits on the same platform as Jira, so IT tickets can link directly to engineering issues, and change requests can connect to deployments. It covers incident, problem, change and request management, includes on-call and alerting features for incident response, and uses Atlassian Assets as its CMDB. Atlassian now sells Jira Service Management as part of a wider service bundle alongside customer service and Assets.

Watch-outs: configuration follows Jira’s model of projects, issue types and workflows, which is flexible but can sprawl without governance. Non-technical agents sometimes find it less guided than purpose-built ITSM tools. Freshservice, from Freshworks, is a cloud service desk designed to be usable within weeks. Watch-outs: the more advanced ITSM, asset and AI features sit on higher tiers, so compare plans carefully against the processes you need. What are ITSM tools, and is a service desk the same thing?

ITSM tools are software platforms that support IT service management processes. The service desk is the part employees see: the portal, the tickets and the agents. ITSM is the wider discipline behind it, covering how incidents are handled, how problems are investigated, how changes are approved and released, how services are defined in a catalog and how assets are tracked. Most products in this guide are sold as “ITSM tools” or “service desk software” interchangeably. The practical difference is depth: a full ITSM platform includes problem, change and configuration management, while a lighter service desk may only cover incidents and requests well.

How much does IT service desk software cost?

  • Per agent or per technician. The most common model. You pay for each IT staff member who works tickets, and employees who raise requests are usually free. Freshservice, Jira Service Management, SysAid, Zendesk, SolarWinds Service Desk, HaloITSM and ManageEngine all use a version of this.
  • Tiered plans. Most per-agent vendors put problem and change management, asset management, advanced automation or AI features on higher tiers. Map the processes you need to a tier before comparing headline prices.
  • Quote-based enterprise licensing. ServiceNow, Ivanti, BMC Helix and TOPdesk generally price by quote, often by module and user type, with implementation services on top.
  • Add-ons. AI assistants, extra asset units, sandbox environments and premium support are often billed separately.

Yes, with limits. Jira Service Management has a free tier for up to 3 agents and ManageEngine offers a free edition of ServiceDesk Plus for small teams. Open-source tools such as GLPI, OTRS and Zammad can be self-hosted at no licence cost, but you take on hosting, upgrades and security.   1. Write down the processes you run today and the ones you will need in two years. A 5-person IT team handling incidents and requests has different needs from a 50-person team running change advisory boards.

  3. Check your ecosystem. Jira shops lean to Jira Service Management, Ivanti or ManageEngine endpoint users get more from the same vendor’s service desk, and Zendesk customers can extend what they have.
  4. Test the agent and employee experience. Run a trial with real tickets from your queue and ask agents and employees which they would rather use every day.
  5. Price the full picture. Agents, tiers, add-ons, assets, implementation and admin time over three years.
  6. Plan the migration. Confirm how tickets, knowledge articles, assets and SLAs will move, and whether the vendor or a partner will help.

Metrics to track after you switch

Set a baseline before go-live so you can show whether the new tool helped: mean time to resolve by priority, first contact resolution, SLA breach rate, ticket backlog age, self-service deflection (portal and knowledge base use), change success rate and employee satisfaction after ticket closure. Review them monthly for the first two quarters.
